The Future of Insurance Refunds: From Protection to Opportunity

Flexibility used to be a premium add-on. It is now a baseline expectation. Phocuswright research shows seven in ten travellers now prioritise flexible booking terms above almost any other purchase factor, and the businesses that treat refund policy as an afterthought are increasingly the ones losing the booking before it is even confirmed.

The Cost of Getting Refunds Wrong

The commercial impact of rigid cancellation terms is already visible in the data. Cloudbeds' 2026 State of Independent Hotels Report found that bookings made through third-party platforms cancel at more than twice the rate of direct bookings, 21.8% versus 10.6%, largely because low-commitment, low-transparency booking environments invite speculative behaviour. Separately, an analysis of over 220 hotels across North America, Western Europe and APAC put the average confirmed booking cancellation rate at close to 40%. Every one of those cancellations carries a decision: absorb the revenue loss, enforce a policy that damages the relationship, or manage a refund process that consumes staff time and goodwill in equal measure.

From Administrative Task to Proactive Service

Refunds have traditionally sat at the back of the business, processed reactively once a customer has already complained. That is changing. Research into booking platform trust consistently shows that delayed or unclear refund handling is now a leading driver of customer distrust, on par with hidden fees and unclear pricing. The opportunity is to move refund handling from a defensive, reactive cost centre to a proactive, visible part of the customer journey, where eligibility, terms and timelines are transparent from the point of booking rather than discovered after the fact.

The Opportunity Ahead

Framed this way, a refund is no longer purely a loss to be minimised. It is a trust signal that can be designed into the booking experience itself, offered upfront, priced appropriately and processed without friction. Businesses that build this into their booking flow are not simply protecting revenue that would otherwise be lost to enforced refunds or reputational damage. They are converting a point of operational risk into a point of competitive differentiation, giving customers the confidence to book and the business the certainty to plan around it.
